AI chatbots vs. real support: where the line should be
A good AI support assistant isn't trying to replace your support team — it's trying to get the easy 60% of questions out of the queue so the team can spend their time on the other 40% that actually needs a human.
The easy 60% is usually questions already answered somewhere: in your docs, your FAQ, or last month's ticket history. An AI assistant trained on that material can answer instantly, at 2am, without ever getting tired of the same question.
The other 40% is where judgment, empathy, or an exception to policy is needed — a frustrated customer, an edge case, a situation that needs a human decision. Handing that to a chatbot usually makes things worse, not better.
The best setups we build make the handoff invisible: the AI answers what it confidently knows, and the moment a question needs a human, it hands off with the full conversation already attached — no repeating yourself.
Done well, customers don't experience it as 'talking to a bot' or 'talking to a human' — they experience it as getting an answer fast, however that happens behind the scenes.
